Rebuilding trust in a service people are nervous to buy
A tax filing service losing people mid-journey — rebuilt around clarity, trust and a single obvious next step.
The challenge
OneTax Filer provides tax filing services for US citizens, and approached us to revamp their online presence — the goal being stronger user engagement, more credibility, and ultimately more completed filings. Tax filing is a high-anxiety purchase: visitors are handing over their financial life to a company they have just met. The existing site was not doing enough to earn that confidence, and people were leaving before starting a return.
Our approach
We treated the redesign as a trust problem before a design problem. Every page was restructured to answer the three questions an anxious visitor actually has — what exactly do you do, what does it cost, and who is doing my return — and to make the next step obvious from wherever someone landed. The visual work followed from that, not the other way round.
What we actually did
A comprehensive redesign built on a clean, intuitive interface. The new design aligned with the OneTax Filer brand while making the filing process itself feel accessible rather than bureaucratic — deliberately calm, uncluttered, and readable by someone who is not a tax professional.
Key pages were optimised for clarity over completeness. Navigation was streamlined so the journey from landing page to a booked appointment is short and unambiguous, with pricing and refund status surfaced in the primary navigation instead of buried in a submenu.
Copy was rewritten to lead with the benefit rather than the mechanism — what the customer gets, what it costs, and what happens next. Expert availability and support were made prominent, because in this category reassurance converts better than feature lists.
Implemented fully responsive, so the experience holds together on the phone that a large share of filers actually use. Booking and enquiry flows were tested on small screens first rather than adapted down from desktop.
The outcome
A notable increase in the number of users who started and successfully completed the filing process, rather than dropping out partway.
Visitors moved further through the site and engaged with more pages before converting, indicating the restructured journey was doing its job.
The redesign contributed to a measurably more positive perception of the service — important in a category where credibility is the product.
By leading with user-centred design principles rather than aesthetics, OneTax Filer's digital presence was transformed into something that both looks credible and behaves credibly. The project reflects how we prefer to work: understand why people hesitate, then remove the reason.
Does any of this sound familiar?
This project started from a specific set of symptoms. If you recognise several of these in your own business, the problem is probably closer to OneTax Filer's than it looks.
We start by mapping where people actually leave, not where you think they do. In services like this the drop-off is usually a trust gap at a specific step — an unexplained price, an unclear handover, a form asking for too much too early. Fixing that one step reliably moves more numbers than a full visual redesign does.
